Hoy, <b><a href="http://www.telonline.com/es/servicios/servicios-y-productos-de-seguridad">Riesgo Cibernético</a></b> es un término que cubre redes, computadores, programas, y data. Por lo tanto, cualquier amenaza a estos activos es un problema de TI. ¿Correcto? No exactamente, y menos hoy. Fue un problema de TI, seguro, y si hoy todavía es tratado como tal en su organización entonces le sugiero que considere moverlo hasta el tope, a la Junta Directiva. Es un tema extremadamente sensitivo que debe ser incluido como tema en la agenda de la Junta dado que tiene el potencial de comprometer la propia supervivencia de la organización. Considere, primero, la responsabilidad de su organización en su rol de custodio de la data de sus clientes; después, agregue a eso todo aquello que le es requerido proteger por regulación, estatutos, o contratos y, para cerrar, los secretos de su organización que deben ser mantenidos como tales: secretos. Si incluimos el factor dinero, entonces agregamos una nueva dimensión: cómo crear una política de protección que no nos vacíe la cuenta bancaria. Analicemos el primero de estos elementos por su potencial para producir consecuencias catastróficas – daño a la reputación de su organización, buena fe, y activos tecnológicos – y porque incluye o afecta a todos los demás.<br />

Empecemos por una definición necesaria. En grupos de Gobierno de Datos (Data Governance) normalmente reconocemos a un Administrador de Datos (Data Steward) y un Custodio de Datos (Data Custodian); el primero es responsable por contenido, contexto, y políticas, en tanto que el segundo es responsable por la seguridad de la data y la implantación de las políticas. Sin embargo, en la vida real podríamos hablar de un Señor de la Data, algo así como un Jefe Supremo, todavía en formación pero que se convertirá en una entidad muy poderosa responsable por todo lo que afecte a la data de los clientes, su privacidad, y temas relacionados: el público en general. Dejando de lado los temas de regulación gubernamental, ha habido un decidido incremento en la importancia que el consumidor asigna a la privacidad y protección de sus datos. Una cara de la moneda es el aumento en la recolección de los datos de los consumidores; la otra, cómo la organización protege estos datos. Mi opinión sobre este interesante proceso es que la organización y el público están convergiendo en una transacción mutuamente beneficiosa, cual es la conciencia y custodia de la data sensitiva. Ingentes cantidades de dinero, tecnología, y recursos humanos están construyendo la solución a este problema, y digo construyendo porque es un trabajo de nunca acabar. No importa cuán bien su organización proteja la data de sus consumidores, siempre existirá el riesgo de violación de la seguridad.<br />

Si tomamos en consideración las implicaciones sociales y comerciales del mal manejo de la data de nuestros clientes, gran ayuda puede obtenerse al mover este tema a la máxima autoridad decisoria de la organización: la Junta Directiva. Desde aquí deben emanar las políticas y directivas en materia de <b><a href="http://www.telonline.com/es/servicios/servicios-y-productos-de-seguridad">Riesgo Cibernético</a></b>. Al tratarlo como un tema de Junta Directiva, sus efectos se sienten en toda la organización y ése es, precisamente, el efecto que estamos buscando. Los negocios están siendo sometidos a un cada vez mayor escrutinio por parte de la sociedad y de los gobiernos; debemos, entonces, estar a tono con esto y actuar en consecuencia, con el mejor interés de nuestros clientes como principio guía. Una característica común de las organizaciones exitosas es el cuidado con que promueven lazos sólidos con sus clientes a través de la calidad de sus productos y servicios y, más importante, a través de comunicaciones inteligentes a todos los niveles, apoyadas por excelencia en el desempeño y conformación a regulaciones.<br />

Se nos presenta como una importante responsabilidad pero también como una gran oportunidad. Responsabilidad porque la data de nuestros clientes convierte a nuestras organizaciones en Custodio de Datos y no solo tenemos que honrar tal rol, sino sobresalir en él. Ningún esfuerzo debe ser escatimado para proteger la data y, por supuesto, para conformarnos a las políticas internas y a las regulaciones gubernamentales e internacionales. Es una oportunidad porque podemos demostrar a nuestros clientes que no solamente conformamos nuestras organizaciones a las mejores prácticas y regulaciones, sino que somos proactivos en términos de la protección de sus datos. Por ello, proveer un ambiente seguro así como las políticas que garanticen todo esto solo puede venir de la Junta Directiva. Es allí donde pertenecen los temas mayores y donde se alinean para el bien de la organización y todas las partes interesadas (stakeholders), de las cuales los más importantes son nuestros clientes. Today, <b><a href="http://www.telonline.com/en/services/security-products-and-services">Cyber Security Risk</a></b> is a term that encompasses networks, computers, programs, and data. Being it so, then any threat to these assets is an IT problem, right? No quite, not today. It used to be an IT problem, for sure, and if it is still dealt as such in your organization, then I suggest you consider moving it all the way up to the Boardroom. This is an extremely sensitive issue that should be included in the Board of Directors concerns because it has the potential of compromising the very survival of the organization. Consider, first, the responsibility of your organization in its custodial role of your customers’ data; then, add to that everything you are required to protect because of regulation, statute, or contract, and, to top it off, your company’s secrets that have to be kept like that, secrets. If we factor the money issue, then we add a new dimension: how to create a protection policy that doesn’t break the bank. Let’s take a closer look at the first one of these elements, because it is the one capable of producing catastrophic consequences – damage to your organization’s reputation, goodwill, and technological assets – and includes or affects all the others.<br />

First, a necessary definition. In Data Governance groups we usually recognize a Data Steward and a Data Custodian, the first responsible for content, context, and policies, and the second one, the one that is of interest to us, responsible for the safety of the data and policies implementation. However, in the real world we may speak of a Data Overlord, still under formation but that will become a powerful entity responsible for everything that affect your customers’ data, privacy, and related issues: the general public. Regulations issues aside, there has been an important increase in the public awareness about data privacy and how corporations are handling it. One side of the coin is the increase in personal data collection; the other, how the organization is protecting it. My take here is that the organizations and the customers are converging on a mutually beneficial transaction which is the conscience and care of sensitive data. Large amounts of money, technology, and human resources are constructing the solution to this problem, and I say constructing because it is a never ending work. No matter how well your organization protects its customer data, there will always be a risk of being breached.<br />
<br />
If we consider all the social and commercial implications of mishandling our customers’ data, it really helps to take this issue all the way up to the highest governing authority within the organization: the Boardroom. It is from here that all policies and directives regarding <b><a href="http://www.telonline.com/en/services/security-products-and-services">Cyber Risk</a></b> should emanate. Being a Boardroom issue, its effects are felt all over the organization and that is the exact effect we are looking for. Businesses are being subjected to an increased scrutiny both from society and government; we have to be attuned to this and act accordingly, with the best interest of our customers as a guiding principle. A common characteristic of successful organizations is the care they take to foster solid ties with its customers through the quality of its products and services and, most important, through intelligent communications at all levels, supported by excellent performance and thorough compliance.<br />

It is a major responsibility and also a major opportunity. A responsibility because the data of our customers data makes our organization a Data Custodian and we have not only to honor that role but to excel at it. No effort should be spared to protect the data and, of course, to comply with all our internal policies and government and international regulations. But it is also an opportunity to show our customers that we not only comply but that we are proactive in terms of protecting their data. To provide a secure environment and the policies that ensure this has to come from the Boardroom, where major issues belong and are aligned to the good of the organization and its stakeholders, of which the most important are our customers. We need to be proactive and open to suggestions and new technology that may help to protect our customers’ data and, most important, that our customers have confidence in our efforts and systems in place whenever they interact with us. We owe it to them and to our shareholders.<br />

Let me start by stating what is almost obvious today: VoIP is not immune to cyber attacks. Once we produced the convergence of voice and data, security issues arise. That is why the use of <a href="http://www.telonline.com/en/telonline-technology/session-border-controllers">Session Border Controllers (SBCs)</a> have become such a great security tool for VoIP. We are all familiar with the concept of a Firewall, since it has been with us since about the 80’s. Basically, a Firewall is a barrier that we place at the entrance of our network to control access from outside. We define a policy for the Firewall and only those “visitors” that comply with that policy are allowed to “enter”. Firewalls were the result of the popularization of the Client-Server Model in networking, where the server became vulnerable to attacks. <a href="http://www.telonline.com/en/telonline-technology/session-border-controllers">Session Border Controllers (SBC)</a> might be the equivalent to Firewall within Voice over IP (VoIP). One of our equipment providers uses the following teaser which I think captures the essence of the <a href="http://www.telonline.com/en/telonline-technology/session-border-controllers">SBC</a> functionality: “You wouldn’t put your Data Network on the Internet without a Firewall – <b>why would you expose your Voice Network without a Session Border Controller?”</b>. The best way to visualize the <a href="http://www.telonline.com/en/telonline-technology/session-border-controllers">SBC</a> is as a gatekeeper that sits at the main entrance or access to your community (network). The term Session is borrowed from traditional telephony and it means, simply, a call. The Internet SIP is inspired on the end-to-end communication between two parties. The <a href="http://www.telonline.com/en/telonline-technology/session-border-controllers">SBC</a> breaks this behavior since it is in the “middle” of the parties and, as such, has been the center of much debate, since its detractors consider it the return to the old telephony paradigm of managing communications. <a href="http://www.telonline.com/en/telonline-technology/session-border-controllers">SBCs</a> were introduced more than 12 years ago as a way to overcome certain limitations of SIP (Session Initiation Protocol) as a protocol for initiating interactive sessions between users where many elements are processed (video, voice, chat, gaming, and similar), based on requests and responses, the first from clients and the second by servers. Without delving into the technical details, which is not the objective of this article, I wish to pinpoint the deficiencies that <a href="http://www.telonline.com/en/telonline-technology/session-border-controllers">SBCs </a>addressed: first, standard protocols that impose a limitation on diversity; second, the failure of SIP on acknowledging NAT (Network Address Translation) traversal as a result of the then commonly held belief that the IP addresses would be quickly exhausted therefore wiping out the need for NATs, something that didn’t happen. As a side note, a NAT is simply the remapping of one IP address onto another. These two reasons, together with some fuzzy definitions for items that are indispensable in the day-to-day telecommunications operation, made the case for the <a href="http://www.telonline.com/en/telonline-technology/session-border-controllers">SBCs </a>clear. They also acquired other functionalities, like security, routings, and more recently media processing functions.<br />

Whenever you add end-to-end VoIP or SIP trunking, you are confronted with the Firewall issue: you will have to open a port in your Firewall for the voice traffic to go through. This creates a vulnerability that only an <a href="http://www.telonline.com/en/telonline-technology/session-border-controllers">SBC</a> can fix. So, once the <a href="http://www.telonline.com/en/telonline-technology/session-border-controllers">SBC</a> is in place, it is actually helping your Firewall do its job. I should mention here the three most important emerging fraud schemes, namely, PBX Hacking, Subscription Fraud, and VoIP Hacking, all of which dissappear with an <a href="http://www.telonline.com/en/telonline-technology/session-border-controllers">SBC</a>.<br />

So today, we owe much of the VoIP security to <a href="http://www.telonline.com/en/telonline-technology/session-border-controllers">SBCs</a>, since, as I wrote before, they are the “in between” agent of the end points; for this reason, they are commonly considered B2BUA which means Back-to-Back User Agent. And where is the most logical place to collect billing info? Right at the <a href="http://www.telonline.com/en/telonline-technology/session-border-controllers">SBC</a>, so they have administrative functionalities, like billing, and some call management, like automatic call disconnection, and others. <a href="http://www.telonline.com/en/telonline-technology/session-border-controllers">SBCs </a>play a fundamental role in that they hide vital info of the network, normally listed as “topology hiding”. On the security issue alone, SBCs protect networks from DoS, DDoS, Toll Fraud, QoS, QoE, and many more.<br />

Permítame empezar por lo obvio: VoIP no es inmune a los ataques cibernéticos. Una vez que logramos la convergencia de voz y data, apareció el tema de la seguridad. Por ello, el uso de un <a href="http://www.telonline.com/en/telonline-technology/session-border-controllers">Session Border Controller (SBC) </a>se ha convertido en una gran herramienta de seguridad para la VoIP. Todos estamos familiarizados con el concepto de Firewall dado que ha estado entre nosotros desde los ochenta. Básicamente, un Firewall es una barrera que colocamos en la entrada de nuestra red para controlar el acceso desde el exterior. Definimos una Política para el Firewall y solamente aquellos “visitantes” que se ajustan a esta política se les permite “entrada”. Los Firewalls fueron el resultado de la popularización del Modelo Cliente-Servidor en redes, donde el servidor se convirtió en blanco de ataque. Los <a href="http://www.telonline.com/en/telonline-technology/session-border-controllers">Session Border Controllers (SBC)</a> pueden ser considerados el equivalente a un Firewall en el ámbito de Voz sobre IP (VoIP). Uno de nuestros proveedores de equipos usa un comentario que considero captura la esencia de la funcionalidad del <a href="http://www.telonline.com/en/telonline-technology/session-border-controllers">SBC</a>: “Usted no pondría su Red de Datos en Internet sin un Firewall – <b>¿porqué expondría su Red de Voz sin un <a href="http://www.telonline.com/en/telonline-technology/session-border-controllers">Session Border Controller</a>?”</b>. La mejor manera de visualizar el <a href="http://www.telonline.com/en/telonline-technology/session-border-controllers">SBC </a>es como un portero que protege la entrada principal o el acceso a su comunidad (red). El término Session (Sesión) es tomado prestado de la telefonía tradicional y significa, simplemente, una llamada. El Internet SIP está inspirado en la comunicación origen-destino entre dos interlocutores (end-to-end). El <a href="http://www.telonline.com/en/telonline-technology/session-border-controllers">SBC</a> rompe este comportamiento ya que se ubica entre ambos interlocutores y, como tal, es centro de mucho debate ya que sus detractores consideran este comportamiento el regreso al antiguo paradigma de manejo de comunicaciones de la telefonía tradicional. Los <a href="http://www.telonline.com/en/telonline-technology/session-border-controllers">SBC </a>fueron introducidos hace más de 12 años como una manera de sobreponerse a ciertas limitaciones del SIP (Session Initiation Protocol) como protocolo para iniciar sesiones interactivas entre usuarios donde muchos elementos son procesados (video, voz, chat, juegos, y similares), basado en solicitudes (requests) y respuestas, las primeras desde los clientes y las segundas desde los servidores. Sin entrar en mucho detalle técnico, lo cual no es el objetivo de este artículo, deseo señalar deficiencias que los <a href="http://www.telonline.com/en/telonline-technology/session-border-controllers">SBC </a>corrigieron: primero, los protocolos estándar que imponen serias restricciones en la diversidad; segundo, la falla de SIP de reconocer cruzamiento NAT (Network Address Translation; NAT traversal) como resultado del entonces criterio vigente de que las direcciones IP se acabarían rápidamente lo cual hacía el NAT traversal innecesario; hoy todos sabemos que ésto no sucedió. Como nota aclaratoria, un NAT es simplemente el re-mapping de una dirección IP sobre otra. Estas dos razones, junto con algunas imprecisas definiciones para ítems que son indispensables en la operación día a día de las telecomunicaciones, facilitó la adopción de los <a href="http://www.telonline.com/en/telonline-technology/session-border-controllers">SBC</a>. Adicionalmente, se integraron otras funcionalidades, tales como seguridad, enrutamiento, y, más recientemente, facilidades de procesamiento de media.<br />
<br />
Cada vez que usted agrega VoIP origen-destino o SIP trunking, usted confronta el problema del Firewall: usted tendrá que abrir un puerto en su Firewall para que el tráfico de voz pueda pasar. Esto crea una vulnerabilidad que solamente un <a href="http://www.telonline.com/en/telonline-technology/session-border-controllers">SBC</a> puede solucionar. Por ello, una vez que el SBC está instalado y funcionando, está ayudando al Firewall a cumplir con su misión. También debo mencionar aquí los tres esquemas fraudulentos emergentes: PBX Hacking, Fraude de Subscripción (Subscription Fraud), y VoIP Hacking, todos los cuales desaparecen con un <a href="http://www.telonline.com/en/telonline-technology/session-border-controllers">SBC</a>.<br />

Hoy le debemos mucho de la seguridad de VoIP a los <a href="http://www.telonline.com/en/telonline-technology/session-border-controllers">SBC</a> dado que, tal como anoté anteriormente, es el agente que está entre los dos puntos de la comunicación; por esta razón, son comúnmente designados como B2BUA que significa Back-to-Back User Agent. ¿Y dónde es el sitio más lógico para recolectar información de tráfico? Justo en el <a href="http://www.telonline.com/en/telonline-technology/session-border-controllers">SBC</a>, por lo que han adquirido funcionalidades administrativas tales como facturación, y algo de gerencia de llamadas como desconexión automática de llamadas y otras más. Los <a href="http://www.telonline.com/en/telonline-technology/session-border-controllers">SBC </a>juegan un rol fundamental porque permiten esconder información vital de la red, lo cual es conocido como “topology hiding”. Solamente en el tema de seguridad, los <a href="http://www.telonline.com/en/telonline-technology/session-border-controllers">SBC </a>protegen las redes de DoS, DDoS, Fraude Tarifario (Toll Fraud), QoS, QoE, y muchos más.<br />

Todavía no he conocido a alguien que no haya comprado algo en Amazon. Todavía tengo que conocer un producto VoIP-ready listo para usar. Esos dos fueron los disparadores de nuestra decisión de ir Amazon y ésta es la historia que deseo contarles. Primero, no encontramos una oferta que pusiera a la empresa dentro de Telefonía VoIP y me refiero a algo listo-ya, que viene con todo lo que necesito tanto en mi escritorio como en la nube y la conectividad entre ambos. En otras palabras, un paquete o bundle. Esa era la idea y a continuación trabajamos el concepto. Mi lista de verificación fue muy sencilla, pero muy útil a través de toda la jornada, y es ésta:<br />

I have yet to meet someone who hasn’t bought something from Amazon. I have yet to see a product that is VoIP ready. Those were the two triggers to our decision to go Amazon and this is the story that I want to share with you in this blog. First, we couldn’t find an offering that put any business into VoIP Telephony and by that I mean some ready-made product that comes with everything I need on my desk and everything I need in the air, plus the in-between conduit. In other words, a bundle. That was the idea and next we worked hard on the concept. My checklist was very basic, but helpful throughout the journey, and this is it:<br />

<li>Is it easy for the customer?</li>
<li>Does it have everything needed?</li>
<li>Where do we get the necessary data for all things technical?</li>
<li>Are these the Best of Breed products and services?</li>
<li>And, most important of all: Do we have absolute confidence – and experience – to deliver it?</li>

This last question was the leading one for our Engineering team. How do we deliver and how do we provision and how do we...? I don’t want to go into the technical details, but those of you who have lived through a VoIP implementation know the drill – and the intricacies of the procedure. Now imagine that same procedure without final user intervention. What we wanted was that our customer would open the box, follow a simple procedure, do local connections among the “boxes” and start using VoIP Telephony. We also wanted to be able to offer the customer the option of “In The Cloud” and “On-Premises” something that was the main topic of my previous posting (see “HOSTED versus ON-PREMISES VoIP Solutions: Controversy or Opportunity?”). We decided on the following configurations:<br />

<b>HOSTED PBX BASIC BUNDLE:</b> Puts your small business in the Cloud on day one. It includes 4 IP Phones and all the hardware, software, access to the Cloud, and minutes to start calling immediately.<br />
<b>HOSTED PBX WITH IP FAX BUNDLE: </b>The same as the one above with the addition of IP Fax functionality, robust and tested.<br />
<b>ON-PREMISES PBX RVB PSTN PROVIDER BASIC BUNDLE:</b> This bundle we configured for the user who does not have a PSTN Telephone Service or one who wishes to change the current PSTN Telephone Service provider. It is a complete and ready-to-go-now On-Premises VoIP solution.<br />
<b>ON PREMISES PBX RVB PSTN PROVIDER WITH IP FAX BUNDLE:</b> Same as the one above but with the addition of IP Fax functionality, robust and tested.<br />

We were able to combine all the elements thanks to our alliance with RingVoz, a USA Telecom Carrier, with ample experience in Retail and High-Volume VoIP service. Existe una clara tendencia dentro del mundo VoIP: los servicios telefónicos basados en IP están creciendo aceleradamente. Esto se refleja no sólo en las noticias sino en las cifras de ventas. El incremento es notable y sus efectos están generando interesantes retos porque el servicio VoIP requiere de múltiples componentes para producir resultados satisfactorios. La calidad de la voz, el aumento del tráfico, insuficiente ancho de banda y, en algunos casos, redes que fueron diseñadas e implantadas bajo criterios restrictivos y, más recientemente, seguridad, son algunos de los temas más comunes. La mayoría, si no todos, de estos temas se producen de la combinación de hardware y software y el diseño conceptual. Calidad VoIP es como una orquesta: todos los elementos tienen un papel que jugar, y cada papel individual es siempre importante. Afortunadamente, la industria sobrevivió a su infancia y hoy podemos afirmar que la confiabilidad ha aumentado sustancialmente, que la mayoría de los módulos de gerencia son robusto y completos y facilitan las implantaciones, y que el bajo costo continúa siendo el atractivo mayor en esta ecuación. Todos estamos familiarizados con la solución tradicional, la que hoy identificamos como On-Premises, en la cual la compañía tiene sus propios equipos (PBX, cableado, teléfonos, y accesorios) dentro de su lugar de operación. La fórmula es confiable: usted es dueño de todos los elementos y la operación. Si tiene más de una localidad, seguro tendrá que replicar el nivel del servicio: igual, superior, o desmejorado, pero replicar tendrá. Hoy tenemos la alternativa de no ser dueños de la PBX y equipos relacionados porque todo está en la Nube, es decir, en algún lugar su proveedor está hosting su PBX haciéndola virtual, no-física, y le provee las mismas o mejores funcionalidades que el modelo tradicional. ¿Qué debe hacer usted? ¿Es Hosted versus On-Premises?<br />

La respuesta es: lo que más le convenga. Sus operaciones determinan las funcionalidades; su dispersión geográfica determina la conectividad; y su compromiso con un modelo en particular, la factibilidad financiera de la solución. Desde mi punto de vista, estas variables multi-nivel pueden ser analizadas de muchas formas, pero propongo una transformación que simplifica el proceso de toma de decisión. Está basada en reducir las categorías de análisis a tres: Costo, Futuro Operacional, y su necesidad de Control. Encontrará que todos los factores que posiblemente confronte, caerán en alguno de las categorías propuestas, sin mayores conflictos. Existen muchas comparaciones de Hosted PNX vs. On-Premises PBX disponibles en la literatura actual, así que me voy a concentrar en cómo un CEO puede aproximarse a la solución de este tema tan importante.<br />
<br />
<b>Costo:</b> En este nivel, usted se mueve entre dos modelos diferentes. El modelo OPEX (Operating Expenses / Gastos Operativos), presupone gastos operativos y, como tal, es muy simple de manejar; son los gastos incurridos en la operación del negocio y que no incluyen Costo de Productos Vendidos, impuestos, depreciación, e intereses. Éste es el modelo para el Hosted PBX. Para On-Premises está, al otro extremo, el modelo CAPEX (Capital Expenditures / Inversiones de Capital), donde usted realiza un desembolso financiero a fin de asegurar futuros beneficios. Esto requiere fondos e implica considerar y gerenciar la vida de los activos, el mantenimiento, y la depreciación.<br />
<br />
<b>Futuro Operacional:</b> Debido a que estamos frente a una iniciativa tecnológica, el sistema requerirá actualizaciones y mejoras. Actualizaciones, para mantenerlo vigente; mejoras, para resolver problemas de escala. Nuevamente, dos posiciones extremas. En la primera, usted deja que el proveedor absorba todos los costos, sus cambios de escala (hacia abajo, hacia arriba) está garantizada – hasta cierto punto, por supuesto – y todo lo que es tecnológico es totalmente transparente para usted. En la segunda, On-Premises, usted incurre en un costo inicial de adquisición que puede ser sustancial; lo coloca en el modelo TCO (Total Cost of Ownership / Costo Total de Propiedad), en el cual usted es dueño del equipo, lo opera, mantiene, y lo escala como usted crea conveniente. En la primera opción, el riesgo está del lado del proveedor; en la segunda, es todo suyo.<br />
<br />
<b>Control:</b> ¿Qué tanto control necesita? Para operaciones misión-sensitivas, tiempo-dependientes, tiempo-real, usted necesita todo el control que pueda. En estos casos, On-Premises es la mejor opción; por lo tanto, usted requerirá diseñar y regirse por un bien definido presupuesto. Si éste no es su caso y no requiere de este nivel de control entonces podrá liberar fondos para ser utilizados en otros fines y optar por la solución Hosted. Es conveniente notar que, en ambos casos, grandes escalas pueden ser no factibles y, si lo son, de difícil implantación.<br />
<br />
Además, usted deberá tomar en cuenta el tema del tiempo; ¿para cuándo necesita la solución? Esto está relacionado con la fase de vida actual de su organización y más que un factor de costo es un disparador: usted está considerando VoIP porque lo necesita. ¿Puede implantar On-Premises o, por el contrario, requiere de una solución rápida y fácil, como la Hosted?<br />
<br />
Espero que estas consideraciones lo ayuden en su decisión. Este enfoque ha simplificado mucho análisis con nuestros clientes y siempre produce una solución factible en cualquiera de las dos alternativas, o en las más flexible de todas: la Híbrida, en la cual usted navega en ambas aguas y obtiene lo mejor de ambos mundos. Un beneficio adicional es que si usted decidió migrar a Hosted desde un sistema tradicional de telefonía, le permite implantar por fases o por bloques, además de darle más tiempo para hacer pilotos, pruebas, e implementación incremental.<br />
<br />
Así que, al final, no existe el “uno contra el otro.” La solución tiene que ser definida en atención a sus necesidades y a la capacidad de su proveedor de diseñarla, acompañarlo en su implantación, y darle soporte Clase Mundial; pero eso será material de otra entrega.<br />

There is a clear tendency within the VoIP world: IP-based phone services are growing at an accelerated rate. This is reflected not only in the news but in the sales numbers. The increase is noticeable and its effects are challenging because a VoIP service requires many components to work satisfactorily. Voice quality, increased traffic, inadequate bandwidth, and, in some cases, networks that have been designed and implemented under constricting criteria, and, more recently, security, are some of the more common issues. Most of them result from the combination of hardware and software and conceptual design. A sound VoIP (pun intended) is like a performing orchestra: all elements have a role to play, and each individual role is always important. Fortunately, the industry has survived its growing pains and today we can say that reliability has increased substantially, most of the management modules are robust and complete making implementations simpler, and low cost continues to be the most attractive element of this equation. Enter the Cloud and things changed completely. We are all familiar with the traditional solution, today called On-Premises, in which the company has its own equipment (PBX, cabling, phones, and accessories) all in their place of operation. The formula is reliable: you own and operate all the elements. If you have more than one location, for sure you will have to replicate the service level: equal, above, or below, but replication will happen. Now we have the alternative of not owning the PBX and related equipment because everything is in the Cloud, namely, somewhere a provider is hosting our PBX making it virtual, non-physical, and providing the same or better functionalities than the traditional model. So what should you do? Is it Hosted PBX – or hosted VoIP – versus On-Premises PBX a.k.a. IP PBX?<br />
<br />
The answer is: whatever you need. Your operations dictate the functionalities; your geographical footprint the connectivity; and your commitment to a model, the financial feasibility of the solution. From my point of view, these multi-level variables can be analyzed in many ways, but I propose a transformation to simplify the decision making process. It is based on reducing the analysis categories to three: Cost, Operational Future, and your need for Control. You will find that all factors you are likely to analyze will fall into one of the proposed categories without conflicts. There are many comparisons of Hosted PBX vs. On-Premises PBX available in the current literature, so I want to concentrate on how a CEO might go about deciding on this important issue.<br />
<br />
<b>Cost:</b> At this level, you are moving between two completely different models. The OPEX model, which is an operational expenditure and, as such, is very simple to manage. Expenses incurred in the operation of the business and that do not include Cost of Goods Sold, taxes, depreciation, and interest. This is the model for the Hosted PBX alternative. For the On-Premises, is the other extreme, the CAPEX model, whereby you make a capital expenditure for future benefits. This requires funding and implies considering and managing life of the assets, maintenance, and depreciation.<br />
<br />
<b>Operational Future:</b> Being a technological initiative, your system will require updates and upgrades. The first, to keep it current; the second, to solve scalability issues. Again, two extreme positions. In the first, you let the provider absorb all these costs, your scalability (both upward and downward) is guaranteed – up to a certain point, of course – and everything technological is transparent to you. In the second, the On-Premises, you incur in an initial setup cost which can be substantial; it places you into the TCO Model, or total cost of ownership, where you own, operate, maintain, and scale as you see fit. In the first option, the risk in on the provider side; in the second, it’s on you.<br />
<br />
<b>Control:</b> How much control do you need? For mission sensitive operations, time-dependent, real-time situations, you need all the control you can get. In this case, On-Premises is the best option; therefore you need to design and abide to a well thought budget. If you are not concerned about control and your organization may use those recurring financial resources in some other things, then the Hosted alternative seems reasonable. One note of caution, though: in both cases, large deployments are not easy to implement or may not be feasible at all.<br />
<br />
With that in mind, there is always the issue of decisional time frame. When do you need the VoIP solution? This relates to the current life phase of your organization and more than a cost factor is a trigger: you are considering VoIP because you need it. Can you afford the time to implement On-Premises or, on the contrary, you need a fast and easy solution, as in Hosted?<br />

I do hope this helps you with your decision. It has simplified many an analysis with our clients and it always yields a feasible solution in the form of either one of the alternatives or the most flexible of all: the Hybrid, whereby you navigate both seas and get the best of both worlds. One added benefit of this approach is that if you have decided to migrate to Hosted from a legacy telephony system, it allows you to implement by phases or deployment blocks, giving you time to pilot, test, and implement incrementally under whatever strategy you choose.<br />
<br />
So, at the end, there’s no one versus the other. The solution has to be defined in close attention to your needs and the capability of your provider to design it, accompany you in the implementation, and give you World Class support; but that will be material for another posting.<br />

Vivimos en un mundo fascinante. Cambio y convergencia parecen ser la norma. Cambio está en todos lados pero con especial énfasis en el sector de telecomunicaciones dada su condición de facilitador de la nueva experiencia basada en apps. Convergencia, porque ahora tenemos dispositivos que sustituyen a muchos otros, si no físicamente, por lo menos en funcionalidades. En vista de esto, llegará el momento en el cual, así como el celular sustituyó domicilio por personal, el mundo corporativo se convertirá en mas personal en términos de su estilo de comunicación. Recientemente atendí una charla por Gary Davis, de IntelSecurity en el <b>ITEXPO Miami 2015</b>, donde presentó el caso de la “persona dual” de los Millennials. Esto ha traído como consecuencia la política de BYOD – TTD / CYOD – STU (Bring Your Own Device – Trae Tu Dispositivo / Choose Your Own Device – Selecciona Tu Dispositivo), dado que para los Millennials es inaceptable el uso de dispositivos separados para sus necesidades de comunicaciones. Así, entonces, las empresas han tenido que adaptarse y crear dos nuevos ambientes sobre el mismo dispositivo. Éste es un caso extremo de convergencia forzada: el ambiente personal y la funcionalidad corporativa coexistiendo en el mismo dispositivo, donde uno de ellos, el corporativo, siempre estará listo a “desaparecer” sin dejar rastro cuando la inevitable separación de persona y empresa llegue. Los Millennials no se caracterizan por dedicarle toda una vida a una sola corporación, según apuntan los números.</div>

Esto nos trae a las <b>Comunicaciones Unificadas (CU)</b>. Independientemente de cuál definición adoptemos, se trata de transitar por plataformas disímiles, esquemas, y dispositivos de una manera tal que sea totalmente transparente para el usuario. No importa dónde me encuentre, debo ser capaz de comunicarme de la misma manera en que lo hago en la oficina. La única diferencia se centra en el dispositivo: cuando estoy fuera de la oficina, el celular, en su versión Smartphone; dentro de la oficina, utilizando el teléfono de mesa. No me importa cuál tecnología me habilita o dónde me encuentre. Esto es, en esencia, CU. Donde mercadeo se encuentra con ventas, el Centro de Contacto es uno de los temas más sensitivos; hasta el nombre ha cambiado desde el simple pero poderoso Centro de Llamadas (Call Center), pasando por Centro de Servicios, Servicios al Usuario, Centro de Soporte, al más sofisticado Centro de Relaciones con el Cliente. Es sensitivo porque afecta lo más fundamental: la relación con el cliente y el usuario final; solamente hay que revisar las noticias en las redes sociales para ver la cantidad de problemas que grandes empresas han tenido por sus prácticas y costumbres en el Centro de Contacto. Hoy, en la era del celular, otro nombre para aparato de comunicación personal, todas las llamadas que usted recibe son tales, personales. Vivimos en un mundo de comunicaciones uno-a-uno o, haciendo uso de la notación de la disciplina CRM (Customer Relationship Management), comunicaciones 1:1, y por ello, cuando colocamos una llamada, estamos contactando a una persona, no a un lugar, lo cual es un formidable cambio del paradigma comunicacional. Esto tiene un gran efecto sobre el Centro de Contacto y las herramientas que utiliza para producir este tipo de interacción. El momento en que su empresa inicia una campaña para llamar a clientes o prospecto utilizando una base de datos legítima, su empresa estará contactando a la persona que está al otro lado de la llamada. </div>

Debido al empoderamiento comunicacional que esto provee en el originador de la llamada, es indispensable suma delicadeza para no convertirse en un irritante de las personas de quienes deseamos reclutar su buena voluntad. Por definición, un Centro de Contacto es el lugar donde una empresa gerencia las comunicaciones con sus clientes; es el lugar de donde las llamadas son originadas (tráfico de salida, outbound) y, muy importante, donde las llamadas son recibidas (tráfico de entrada, inbound) con las preguntas de los clientes acerca de la empresa, producto, o servicio. Cómo seleccionar al personal y gerenciar un Centro de Contacto es un tema fascinante, pero hoy quiero concentrarme en un aspecto técnico que en TelOnline ha sido objeto de detallada atención y análisis por muchos años: cómo ayudar a los Agentes del Centro a efectuar el contacto.</div>

Me refiero al mundo de los marcadores, fascinantes herramientas que permiten efectuar llamadas contra una base de datos, y que están sujetos a una serie de reglas para disponer de la llamada según su resultado. Existen varias categorías para esta herramienta; sin embargo, yo tiendo a referenciarlas en cuanto a la cantidad de control que le permiten al Agente en relación a la llamada. Por supuesto, hay una categoría bien definida que es el Click-to-Dial o Click-to-Call que es la que se activa cuando un usuario visita nuestro website y hace click en el ícono de “conversación” (live chat); o el sencillo Auto-Dialer, que funciona contra una lista de números, identifica el tono correcto de la respuesta a la llamada, y reproduce un mensaje pre-grabado al recipiente. Todos los demás, negocian con el Agente por el control sobre la llamada, tal como sucede con el Preview Dialer o Power Dialer, donde el primero permite al Agente ver los datos del contacto y que decida si procede con la llamada o con el próximo contacto; y el segundo, también llamado Progresivo en algunas de sus presentaciones, presenta los datos del contacto por un tiempo predeterminado antes de iniciar, automáticamente, la llamada, de manera que el Agente no tiene injerencia alguna sobre la decisión de colocarla. Y, en una clase totalmente separada, encontramos al Predictive Dialer o Marcador Predictivo, un ganador a todas luces.</div>

Un Marcador Predictivo (MP) tiene cierta inteligencia que le permite simples pero poderosas decisiones. Este tipo de sistema trabaja contra una o múltiples bases de datos de contactos y provee servicio a múltiples Agentes, en múltiples campañas; una campaña es una actividad de contacto diseñada para promocionar algo. Un MP filtra las respuestas del otro lado de la conexión y les provee una ruta eficiente. Si detecta una máquina de fax o un tono de número desconectado, marca la llamada; si es una auto contestadora, el MP podrá dejar un mensaje de voz pregrabado; si es una señal de ocupado, marca la llamada para acción futura (repetir la llamada); y si es una voz humana, le envía la llamada al Agente que se encuentre disponible de forma inmediata y, en caso de que todos los Agentes estén ocupados, reproduce un mensaje pregrabado. Un MP provee todos los reportes necesarios para Agentes, Supervisores, y Gerentes; provee completa visibilidad sobre la operación y su efectividad y eficiencia. Esto es una visión simplificada de lo que un MP puede hacer, pero ilustra lo poderoso de esta herramienta tanto en la ejecución de la llamada como en el papel que juega en incrementar la efectividad de los Agentes. Los Agentes son, a la final, los responsables del toque humano en este negocios de comunicaciones uno-a-uno que pretende lograr campañas exitosas sin molestias al cliente o prospecto.</div>

No doubt Contact Centers are one of the most sensitive issues when marketing meets sales; even the name has morphed from the simple, yet powerful, Call Center, through Service Desk, End User Services, Support Center, to the most sophisticated Customer Relationship Center. They are sensitive because they can make or break a company; just look at the flack some big companies have been getting thanks to their call center operations and practices. That got me thinking about the importance that we assign to any call we receive, whether wanted or not. On the age of the cellular, another name for personal communication device, all calls that you receive are personal; and this is the main point of communications. Today, we live in a one-to-one communications world, and when we place a call we are “ringing” a person, not a place. This has a big effect on the Contact Center and the tools it utilizes to allow for this type of interaction. Whenever your company sets up a campaign to call customers or prospects using a legitimate data base of contacts, the company will be accessing the person at the other side of the call. </div>

Because this is powerful, it has to be managed with gloved hands so as to not become a nuisance to people we want to recruit their good will. By definition, a Contact Center is where a company manages its customers communications; it is where calls are originated (outbound campaigns) and where calls are received (inbound traffic) for whatever inquiry customers may have about the company, product, or service. How to staff and manage the Contact Center is a fascinating topic, but today I want to dwell on a technical aspect that in my own company has been the center of analysis and attention for a long time: how to help Contact Center Agents to make contact.</div>

This is the world of the dialers, those fascinating tools that allow for dialing calls based on a data base of contacts and subject to a set of rules that define how to deal (dispose) of a call based on the result. There are several categorizations of this tool. I’ve always had a mental classification based on the amount of control the Agent has over the origination of the call. A separate category would be Click-to-Dial or Click-to-Call which happens when a user is visiting our website and clicks on the live chat icon; or the humble Auto-Dialer, that works against a list of numbers, identifies the correct answering tone, and plays a pre-recorded message to the receiving party. All others, barter with the Agent for control over the call, as with a Preview Dialer or a Power Dialer, where the first allows the Agent to see the contact data and then decide if to proceed with the call or the next contact, while the second, also called Progressive in some of its flavors, shows the contact data for some predefined time before initiating the call, so the Agent has no saying on placing the call. In a class of its own we find the Predictive Dialer; this is the winner, no doubt about it.</div>

A Predictive Dialer (PD), has a built-in intelligence that allows for some simple but powerful decision making. This type of system works against one or many contact data bases and provides service to multiple Agents on multiple campaigns, a campaign being a contact activity designed to promote something. A PD screens out the response at the other side of the connection and provides for efficient routing of such response. If it is a fax machine or a disconnected tone, it will mark the call accordingly; if an answering machine is reached, then the PD may leave a pre-designed voice message; on busy signals, marks the call for future action (repeat the call); and if it is a human voice, it sends the call to the available Agent at lightning speed or, if all Agents are busy, plays a pre-recorded message. A PD provides all the necessary reports for Agents, Supervisors, and Managers, giving full visibility over the operation and its performance. This is a very simple overview of what a PD can do, but suffice it to show what a powerful tool this is in delivering the message and producing a peak performance on the Agents. Agents are, at the end, responsible for the human touch of this one-to-one communication business of achieving a successful campaign without being a nuisance to the customer or prospect.</div>

We live in a fascinating world. Change and convergence seem to be the norm. Change is everywhere but specially in the telecommunications sector, being the enabler of the new app-driven personal experience. Convergence, because we now have devices that substitute many others, if not physically for sure functionally. Within all this, we are bound to arrive to a time where, like the cellular substituted domicile for personal, the corporate world will become a personal world in terms of communication style. I recently attended a lecture by Gary Davis, from <b>Intel Security on the ITEXPO Miami 2015</b>, where the he made the case of the “dual persona” of the Millennials. This has brought about the BYOD / CYOD (Bring Your Own Device / Choose Your Own Device) policy, because for Millennials it would be unacceptable to use separate devices for their communications needs. So companies had to adapt and create two environments over the same device. That is an extreme case of forced convergence: the personal environment and the corporate functionality coexist within the same device, one of them, the corporate, always ready to “disappear” without trace whenever the inexorable separation arrives. Millennials no longer dedicate their whole lives to one and only corporation, as the numbers go.</div>

This brings us to <b>Unified Communications</b>. No matter what definition we adopt, it is all about transiting through dissimilar platforms, schemas, and devices in such a way as to be totally transparent to the user. No matter where I am, I should be able to communicate the way I do in my office. The only difference is the device: while outside of the office, the cellular in its smartphone version; inside it, using the desk phone. I don’t care what technology enables this or where I am. That is, in essence, <b>Unified Communications</b>. Add to that all the other functionalities, like document management, security, collaboration, and messaging, and you have a complete new world... using most of today’s technology. The question is, then, are we there yet? It is a changing field and every time a new manner of communication appears, the <b>Unified Communication</b>, as we know it, has to transform and accept the new functionality. New developments, new manners of connection and delivery.</div>

We, as users, expect that this little device - the smartphone –to provide everything we left behind at the corporate office; and it better do it, because the permanently connected individual is, for good or bad, always available and always working. We give no thought at the intricacies of the technology behind it, and that is the way it should be. The user should not be concerned with drivers, switches, patches, and all those things that we have grown accustomed during the Microsoft reign. It should all be transparent. The App reign has begun and now we have no qualms on dropping everything technical in favor of functionality, user-friendliness, ease of use, and, most important, ease of installation and maintenance.</div>

This is where the key for <b>Unified Communications rests</b>. If it is to be implemented, at least in its present definition, it has to provide a seamless transition for the dual persona, be conveniently scalable to allow for as many users as we need, and be financially sound; but most of all, it has to provide to the technical people in charge of maintaining the service, the simplest of tools and the most versatile environment for maintenance and support.</div>

This is the real challenge. We have to be able to perform at the same level as the simple app having the complexity of multiple functionality delivery, all within high speed and high quality requirements, where resources compete with the scarcity of the financial resource. This is the true challenge of this wonderful world of <b>Unified Communications</b>, where the individual is driving the change and the Corporate World either complies or disappears.</div>

As a display of items of interest, which is the dictionary definition of an exhibition, the <b>Mobile World Congress (MWC)</b> is a superlative. It is huge, not only in size but in technology and interesting items. Now, getting there is no easy feat and I am not talking about the plane trip which, for us leaving from Miami International, is an eleven hour plus affair, if we consider the security lanes and customs. Oncce refreshed and jet lag still reeling inside, came the obligatory visit and selfie (dual, from left to right, <b>Juan Carlos Castañeda, Iván Peñalosa)</b> at <b>Las Ramblas de Barcelona</b>, one of the most iconic places of this vibrating city.</div>

The first day was a shock. Just look at the crowd at the stairs and the main access corridor.</div>

Once inside, the place was teeming with welcoming booths, plenty of helpful and patient people willing and able to explain even the minutest details of their ware, and innovative exhibits.</div>
